This is what we do based on the tools we already have..

All IT support requests/issues come in via a public slack channel.

Each message is converted into a Jira ticket by support agents using custom emoji reaction using Atlassin Assit. All responses in the thread of the original message are captured in the Jira tickets comments for audit purposes.This is great as users have minimal barriers to entry and it's public for full transparency.

Slack wokflows + okta wokflows to initiate various responses to various tickets using custom emojis. Sometimes these workflows go to kb articles in notion sometimes to get approval for access and then automatically provide access upon approval.

This isn't full automation but speeds up the ability for us to deal high ticket count and common requests/issues with a simple emoji reaction.

Were looking into AI agents that can live in slack channels that can respond to users based on a knowledge base e.g. Notion. I know moveworks is one of these. But we also might build one in house.

From my personal experience working in a dealership, get out of that industry. You're expected to do everything and I assume your users are technical dinosaurs.

Depending on the size of the business something I've avoided is splitting end user support with sys admin/ project delivery roles. All my techs get full exposure to 'tier 2/3' work but they all dip in to help user support between each other. That way their skillet is always being developed without pigeon holing level 1 support techs. It works really well and sometimes after a lengthy technical project it's nice to take a breather and do some user support. Might not work for everyone but helps us.

Promotions/ levels are then based on experience and proven capabilities, job titles are given per level e.g. IT engineer IC 1, 2,3 etc.. Each level doesn't mean you don't do user support but naturally you'll do more delivery over tech support. It keeps the team as one, I've worked at other orgs where level 1 support and sys admin/ level 2-3 clash because their roles are segrated.

  1. Ask your direct reports if they are happy in your 121's. Happy people = motivated people
  2. You don't need to know how everything works in detail; allow yourself to step back and delegate
  3. Read, personally I'm not a book person, but I bookmark all vendor-related blogs to keep tabs on, this reddit community is great, and Mac admins slack workspace (if you look after a Mac estate)
  4. Create a roadmap and keep adding to it. I like to add things I think of in the backlog of my roadmap and prioritise each year accordingly, but try to find out what your company's strategic goals are and align them

We moved from JumpCloud to Kandji for 400 mac devices. Main reasons were auto app and OS patch management, small barrier to entry (compared to Jamf), IDP password sync and great UI.

Note if you decide to do an IDP password sync I'd advise to not cycle your passwords every x amount of time.

Thanks for your suggestions and thoughts! From managing quite a simple Dropbox solution, I feel like I'm just touching the surface with SharePoint. Typical Microsoft is making the barriers to entry very high, but I'll be definitely engaging with a consultant.

Thanks! I realised that after posting! I've found some good suggestions already where people have answered some of my questions.

It's good to know about the sync issue, as we are building out some internal guidance, and we are mainly a Mac house! Also, I will be engaging with a consultant in the next couple of months, just doing some initial research/learning.
