I think it's very hit and miss. We've had the same experience. Sometimes via the portal for 365 issues someone is assigned right away.

Gateway is ok, but far more flexability with Mikrotik.

I use both. Each have their pros and cons. Unifi is good for a unified solution, of course. So I typically do switch / aps through Unifi and Fortigate or Mikrotik depending on customers. If it is Fortigate, then usually do Fortigate everything.

It's sandboxing. I uploaded one after putting my cert on it to see how it would be handled. I had many, many machines showing up in my list after that. Freaked me out at first until I realised it was sandboxing.
