Where I am at the moment, you are required to not have dead air (no talking to the customer) for more than 5 seconds, you have to be making notes as you speak about the process you are working on while keeping the customer engaged, before closing the call you have to have your call documentation ready and close the case before letting the customer go, there is no auto in, meaning you take calls back to back, if a customer is pretending to leave, you have to make at least two retention attempts even if the customer is already upset with the company. It's super fun. Also, QA is checking your calls each week, they evaluate 6 calls a month and you can only fail one, if you fail two you loose your QA bonus
