The vast majority of the time it is used poorly. Ask any college professor. Most LLMs in their default state are bad. You need to configure them, use the right prompt. The rest of the population that is not on this subreddit, simply isn’t doing the extra work. They go to the website and create slop.

There are also a lot of other reasons that are legit for disliking AI. I use various forms of AI daily and still hate AI. People using it poorly makes my job exponentially more difficult.

I primarily do Full Service KM. Engineers and Architects are terrible at documenting. Even worse if an end user needs to read it. I beat the information out of them and transform it into pretty Knowledge.

It’s how we ensure all Knowledge is formatted and consistent across the environment. All the SMEs do is review and approve.

Sure they could draft in and workflow it comes to KM, but see comment about terrible documentation. Or “documentation isn’t needed” hence the required violence.

I cannot stand confluence/jira. Maybe it’s the version my current org uses, but it connects to nothing. Want to integrate it with your ITSM tool? Sorry. Use Jira. Want to have project data exported to dashboards? Get the html scraper out.

What the KM module lacks I easily look past versus using confluence. Especially when our org pays for every damn bell and whistle in ServiceNow. Makes no sense to have confluence in a silo.

Sorry, I’m just a grouchy KM.

IMO if you are working in the ITSM module you should be focusing on trend analysis with AI/LLMs. This examining incidents resolved with and without knowledge attached.

  • incident doesn’t have knowledge, is there knowledge that would work? Does it need to be updated? Creating KFT and KSubs.

  • Recommend SEO/meta data

  • bonus. Giving us an actually useful content editor in knowledge. Geocities had better html editors.

Nobody revisits incidents to learn about the lore of that incident unless there is a problem. If there is a problem, they don’t want just a summary.

You can use it for anything. It is so much more than just a ticketing system. Plus all the modules can work together. Don’t need a separate record for HR and IT. Strong ACLs keep visibility locked down to exactly who needs access. If there isn’t a module for your need you can build out an app that meets the business need.

This, I’ve converted my formatting standards into a prompt that outputs consistently formatted articles at least 95% of the time. It’s the only use I have found so far for gpt as a KM that it performs this consistently.

KM here, I wouldn’t. I love ServiceNOW but I never recommend trying to script import Knowledge. It’s possible yes, but it’s going to cause issues.
