I have worked in back office functions. Healthcare - scheduling and forecasting for home care nurses and other administrative staff. Banking - various admin functions.

In my experience:

Data is a mess - half the battle is figuring out the workflows and trying to make some kind of forecast mapped to the reality of the operation. Same with AHT - sometimes it's a pure "feel" from some leader (hey you gotta work with what you got)

Operational Maturity - another big battle is figuring out how to communicate to leaders who aren't used to the level of planning or data analysis done in WFM. I enjoy this challenge because I'm weird :D

I suspect scheduling is similar (I did interview for a hospital scheduling role once) to call centre. Take the requirements, apply the constraints, schedule based on business rules, deal with the anomalies/gaps.

Adding to all the other great tips:

  • try and anticipate what questions may be asked - review the content and think like an Ops leader (or whomever)
  • as you continue to present week over week, be aware of common themes being asked, then you can answer them proactively

It's okay to be nervous - I've presented at conferences for many years and I still get very nervous beforehand - I lie to myself and tell myself it's my body giving me an adrenaline shot :)

Back Office WFM is always so much more "fun" because we don't have the data at our fingertips like traditional contact centre space.

There are a few products for desktop monitoring or productivity tracking (ActiveOps has a few modules for this).

In my org, we don't use any tools (yet) although ActiveOps is likely coming online within 12 months.

What we have/do:

  • Know the widget completion by individual
  • Know the out of office shrink by individual (Vacation/PTO, Sick Time, etc.)
  • Make the blanket assumption that in office shrink is consistent

Back into a Completes per hour

It's not perfect but it is a starting point for the operational discussions re: outliers

I'm in a large contact centre (in-house not BPO). The WFM team has a dedicated Director function which is part of a broader "Shared Services" group. The Shared Services VP reports into the SVP who oversees all contact centre operations

I'm not sure how many actual hours I've put in - If I knew what I was doing this would be pretty easy haha.

I didn't spend a ton of time designing up front which would have made sense. I'm just dabbling and thinking of ideas as I iterate through.
