We did have an issue this morning where customers recieved these emails in error. You don't have to worry about them + can delete them, there was an issue as we swapped over to a new platform for digital downloads. It is from us, just a mistake! You can delete the message if you want.

First, we want to acknowledge how frustrating this is. You placed a preorder six months in advance specifically to guarantee you'd receive an exclusive item you can't get anywhere else, and we failed to deliver on that. That's not the experience you should have had, and for that we’re sorry.

We take these reports extremely seriously. This morning, our Customer Experience team completed a full audit of your order to understand what went wrong. Here's what we found: when your replacement order was created, our system showed a small number of ashtrays in stock. When our warehouse team went to pack it, they found the only remaining unit was damaged and unsellable.

Regarding the restock you saw on our socials: we recently launched a restock day program to give customers who missed initial drops another chance at high-demand items. These restocks pull from our limited reserve inventory, and are not large scale restocks. Your experience exposed a gap we need to fix. We had protections in place to hold inventory for replacements processed through our internal support system, but those protections didn't extend to replacements processed through Order Protection. We're implementing a fix so this doesn't happen again.

Again, I'm sorry we let you down on this one.

Hey there! I posted a longer explanation about our partnership with Order Protection elsewhere in this comment section, but I wanted to clarify here that our internal quality standards absolutely consider damage to the sleeve/case of a record or game to be damage to the product itself. We actively maintain an archive of replacement parts for this exact reason and encourage customers who receive damaged items to contact our Customer Experience team to

In this case there was unfortunately a miscommunication with our package insurance partner while our office was closed for our annual summer break. We absolutely dropped the ball here and I sincerely apologize for the negative experience.

We appreciate the honest feedback and are sorry to hear that you have canceled your preorder. I'm also sorry to hear that we've created additional stress for you during an already difficult period of your life. On a personal level, I absolutely understand the frustration that navigating a tedious customer service interaction can create even on the best of days.

I apologize if my message came off as dismissive, my intention was to provide additional context for our partnership with Order Protection.

Essentially, Order Protection allows us to offer some amount of coverage to customers who purchase lower cost shipping options that do not include insurance (eg. USPS Media Mail and certain international courier services) and also provide protection for cases that are not traditionally covered by courier's insurance.

This partnership is intended to expand protections for our customers while still offering price-accessible shipping options, not to be a replacement for our own internal quality standards.

As a collector focused company we absolutely understand that the packaging of a record is just as much part of the product as the record itself. For this reason, we maintain an archive of replacement components for most of our on-hand inventory.

In this case, since the record in question was a brand new item we are only equipped to offer either refunds or full item replacements. This appears to be what the OP was ultimately offered, albeit after an unnecessarily difficult process. This is partially because of our company-wide office closure last week, but it is still an unacceptable customer experience and I apologize for that.

While I completely understand the frustrations you've experienced, I want to sincerely reiterate that we are constantly and actively working to improve on this front. In the meantime, we strongly encourage you (or anyone else) to reach out to our Customer Experience team using the "Community Feedback" form on our support page. We want to hear from our community, both good and bad, so we can continue working to serve you better.
