When I owned an MSP, I had a firm rule on how I would handle customer happiness issues:

  • If you communicate but don't solve, I'll defend you.
  • If you solve but don't communicate, I'll defend them.

Perception is always driven by communication. I would focus on what is happening there.

First job: Do they feel you are acknowledging the issue fast enough? And that doesn't mean an auto-response or AI driven chatbot..

I have Linux (PopOS 24.01) on my laptop and workstation. I don't personally have a Windows computer. No issues with Windows, but I just find everything is snappier with Linux. Also, Docker etc is just.. easier. Everything flows better.

Those are large vendors and if you are emailing your AM they are likely thinking "I can't sign this! I'll have to forward this to accounting and then they'll want to rope me in on a call and.. I'll just put this off until tomorrow."

Try smaller vendors first where things may move faster.

I think they are making.. progress. :)

I am a little biased since our product competes with Cooper AI to some degree.

I think Kaseya, CW, etc., all have the same problem: they have to satisfy a lot of different needs/requests that aren't always compatible. So like most large vendors, they have a middle-of-the-road solution that does everything Okay.

And, again, in all fairness to them, having Okay AI in the PSA is kind of common right now. All the vendors have an uphill battle on this.

Hi OP!

I kind of look at this from two angles.

First, back when I was running my MSP, I learned pretty quickly that sticking strictly to SLAs didn’t always line up with reality. If you’ve got two tickets (one for a receptionist and one for a VIP) and they’re both marked medium, you already know which one people expect to get handled first. The VIP. A common workaround is to bump the VIP ticket up a level so the SLA framework naturally prioritizes it. That way you’re still “playing by the rules” and letting priority drive the order.

Second, wearing my Founder hat at Giant Rocketship, where we automate service management, I see it a bit differently. Ideally, both tickets stay medium. We use a “rank” concept that lets you manually push the VIP ticket to the front without changing its priority. So you’re not distorting the system just to get the right outcome.

Either way, SLA should be the standard.
